The essential ingredient in all contact centers is the random call arrival. The arrival process for a contact center is modeled as an urn-process, with a mean interarrival time and a service time distribution. The random call arrival model is a generalization of M/M/s queueing system to include a continuous survival distribution for the service times, and an arbitrary survival distribution for the calls.
